WHY THIS ROLE IS IMPORTANT TO US

As the Business Process Optimization Director, AI Operations, you will establish and lead the Business Process Optimization function within Operations. You will be accountable for building the team, operating model, governance, and improvement portfolio needed to simplify, standardize, and stabilize our most critical operational processes before they are automated or augmented with AI.

Reporting to the Head of AI Operations, you will set direction for a cross-Operations process optimization agenda, oversee team performance, and drive measurable improvements in cost, quality, cycle time, risk reduction, and AI readiness. The role is central to ensuring that Operations applies AI to the right problems, with the right process design, and with benefits that can be measured and sustained.

This is a function-building leadership role in a regulated, client-critical environment. It combines people leadership, operational excellence, cross-functional stakeholder management, and disciplined change execution to make continuous improvement part of how Operations works every day.

WHAT YOU WILL BE RESPONSIBLE FOR

 Function leadership & team accountability

  • Establish and lead the Business Process Optimization function within AI Operations, including team structure, role design, capability model, governance, and operating cadence.

  • Hire, manage, develop, and performance-lead a team responsible for process optimization, measurement, change governance, and improvement delivery across Operations.

  • Set clear direction, priorities, and success measures for the team, ensuring delivery against functional objectives and measurable business outcomes.

  • Define the collaboration model across Operations leadership, CoE, Data, AI Enablement, Service Operations, Value Streams, and technical enablement teams.

  • Create a high-performance culture based on ownership, continuous learning, disciplined execution, and measurable impact.

Portfolio leadership & functional delivery

  • Own the Business Process Optimization portfolio across Operations, ensuring initiatives are prioritized against strategic value, client impact, risk reduction, AI readiness, and measurable business outcomes.

  • Direct multi-team process optimization programs that address complex operational challenges across functions, value streams, and service lines.

  • Oversee delivery of, value stream mapping, process walkthroughs, and structured problem-solving through the functional teams and embedded process owners.

  • Resolve cross-functional trade-offs, unblock delivery risks, and ensure initiative owners are clear on scope, accountability, timelines, and benefits realization.

  • Report progress, risks, benefits realization, and ROI to senior leadership through a disciplined governance cadence.

Process excellence & AI readiness

  • Establish the Operations process optimization operating model, including intake, prioritization, diagnostic standards, improvement methodology, control plans, benefit tracking, and handover into AI or automation delivery.

  • Act as the accountable business owner for determining whether operational pain points require process redesign, automation, AI augmentation, policy change, role clarity, or management intervention.

  • Partner with AI Operations, Data, CoE, and technology teams to ensure AI use cases are based on stable, measurable, and well-governed process designs.

Data, measurement & insight

  • Collect and analyze process and performance data using statistical and analytical tools (e.g. Minitab, JMP, Excel, Power BI).

  • Develop and maintain process documentation, standard operating procedures, and control plans to ensure improvements are sustained.

  • Define and operate the measurement framework for CI — baselines, targets, control limits, and reporting that holds up in business and Board-level reviews.

Governance, stakeholder management & decision support

  • Establish and run the governance rhythm for the Business Process Optimization portfolio, including prioritization forums, benefits reviews, risk reviews, and leadership decision points.

  • Influence senior stakeholders across Operations to align priorities, resource commitments, process ownership, and implementation decisions.

  • Translate complex operational findings into clear recommendations for senior leadership, including options, trade-offs, risks, and measurable impact.

  • Ensure improvement initiatives are embedded into operational management routines, with clear ownership after project closure.

  • Represent the BPO function in cross-functional forums where process, service quality, client impact, AI readiness, and operational risk intersect.

Capability building & culture

  • Build CI capability across Operations through training, coaching, and mentoring of Green Belts, Yellow Belts, and process owners.

  • Embed a culture of continuous improvement, empowering teams to identify, prioritize, and implement enhancements in their own areas.

  • Collaborate cross-functionally within Operations and with key groups outside of operations to deliver improvements that stick.

  • Champion CI ways of working alongside AI-enabled ways of working, ensuring the two reinforce rather than compete with each other.

What we are looking for:

Experience & background

  • Typically 10+ years of experience in process optimization, operational excellence, business transformation, service operations, or related disciplines, with a track record of delivering measurable outcomes in complex, multi-team environments.

  • Proven people leadership experience, including building or scaling teams, defining roles and governance, managing performance, developing talent, and creating a strong culture of ownership and continuous improvement.

  • Demonstrated experience leading complex, cross-functional improvement portfolios where outcomes depend on influencing senior stakeholders, aligning resources, and driving sustained adoption across teams.

  • Certified Lean Six Sigma Black Belt from a recognized certifying body; additional project, change, or transformation certification is an advantage.

  • Experience operating in regulated, client-critical, technology-enabled, or financial services environments.

  • Exposure to AI, automation, analytics, or digital transformation programs, with a practical understanding of how process optimization enables successful AI adoption.

Capabilities

  • Ability to set direction for a function, translate strategy into an executable portfolio, and align teams around clear objectives and measurable outcomes.

  • Strong people leadership capability, with the ability to manage, develop, and motivate a team while creating clarity, accountability, and collaboration.

  • Strong senior stakeholder management, with the ability to influence decisions across functions where priorities, resources, and ownership may be contested.

  • Ability to operate at portfolio level while staying sufficiently close to delivery detail to identify risks, remove blockers, and ensure benefits are realized.

  • Ability to translate operational complexity into clear executive narratives, decision proposals, and measurable improvement plans.

  • Strong command of Lean tools: 5S, A3, Kaizen, value stream mapping, standardized work, error proofing, takt/cycle time analysis.

  • Proficiency with statistical analysis tools (Minitab, SigmaXL, or equivalent) and confidence interpreting data to drive decisions.

  • Strong problem-solving, facilitation, and project management skills, with the ability to lead workshops and structured problem-solving sessions.

  • Excellent communication and stakeholder management capabilities, comfortable engaging from the shop floor to senior leadership.

Personal profile

  • Outcome-oriented leader who creates clarity in complex, ambiguous environments.

  • Comfortable balancing strategic direction, team leadership, and hands-on problem-solving where needed.

  • Builds trust across functions and can influence without relying solely on formal authority.

  • Data-driven and commercially aware, with a strong focus on measurable business impact.

  • Motivated by building sustainable capability, not only delivering individual projects.

  • Confident operating in regulated, client-critical environments where quality, risk, and execution discipline matter.

Key performance indicators

  • Delivery and business impact of the Operations Business Process Optimization portfolio.

  • Cost savings, productivity improvement, quality uplift, cycle-time reduction, and risk reduction from completed initiatives.

  • Percentage of prioritized AI use cases supported by documented, standardized, and measurable process designs.

  • Benefits realization versus approved improvement business cases.

  • Team hiring, capability development, engagement, and retention within the BPO function.

  • Adoption of standard process optimization methods, governance routines, and control plans across Operations.

  • Growth of CI capability across Operations, including Green Belt, Yellow Belt, process-owner, and practitioner development.

  • Senior stakeholder satisfaction with clarity, transparency, and delivery of the improvement portfolio.
